Artificial intelligence is rapidly changing how organisations think about personalisation, efficiency, and scale, and pensions is no exception. For providers managing large and diverse member bases, AI promises more relevant communications, better timing, and improved engagement without significantly increasing operational cost. At the same time, it introduces new risks around trust, transparency, and information overload that sit squarely within the expectations of Consumer Duty.
The opportunity for pension providers lies in using AI to improve clarity and relevance for members, rather than simply increasing the volume or sophistication of communications.
Where AI can genuinely improve pension communications
At its best, AI can help pension providers better understand when and how to communicate with members in a way that aligns with their stage of life, level of engagement, and decision making context. Many members receive pension communications that are technically accurate but poorly timed or insufficiently relevant to their situation, which often leads to disengagement rather than understanding.
AI can support more thoughtful segmentation by identifying patterns in behaviour, contribution activity, and interaction history, allowing providers to tailor messaging that feels more appropriate without being intrusive. It can also help simplify complex information by adapting language, format, and emphasis to suit different audiences, while maintaining consistent factual accuracy and compliance.
Used carefully, AI can improve the member experience by reducing noise and increasing relevance, helping people understand what matters to them at that moment rather than overwhelming them with generic information.
Where AI risks creating noise rather than value
The same tools that enable personalisation at scale can also amplify poor communication practices if they are not governed carefully. Automating messages without a clear purpose, over reacting to limited signals, or layering AI driven prompts on top of already busy communication schedules can quickly erode trust.
Members are particularly sensitive to communications that feel opaque or overly frequent, especially when decisions involve long term financial outcomes. If AI driven messages are perceived as automated nudges rather than helpful guidance, they risk being ignored or actively distrusted.
There is also a risk that personalisation becomes superficial, focusing on surface level data points rather than genuinely improving understanding. In this context, AI does not solve the problem of poor communication strategy, it accelerates it.
A practical framework for responsible use
For AI to deliver meaningful uplift in pensions communications, it needs to sit within a clear framework that prioritises consent, explainability, testing, and measurement.
Consent should be explicit and meaningful, with members understanding how their data is being used to improve communications rather than being surprised by increasingly tailored messaging. This transparency supports trust and aligns with expectations around fair treatment and informed decision making.
Explainability is equally important. Providers should be able to articulate, internally and externally, why a member received a particular communication and what factors influenced it. This is not only a regulatory consideration, but also a practical one, as it enables teams to review, challenge, and improve AI driven decisions over time.
Testing should be continuous and controlled. AI driven communications should be introduced gradually, compared against existing approaches, and assessed for both engagement and comprehension. Short term interaction metrics alone are not sufficient, as they may not reflect whether members genuinely understand the information they are receiving.
Measurement should focus on meaningful outcomes rather than activity. Uplift should be assessed in terms of improved understanding, sustained engagement, and appropriate actions over time, rather than simply higher open rates or click throughs.
Aligning AI with Consumer Duty and brand trust
Consumer Duty sets clear expectations around delivering good outcomes for customers, and AI does not change those expectations. If anything, it raises the bar by increasing the responsibility on providers to ensure that automated decisions and communications genuinely support member understanding and wellbeing.
Brand trust in pensions is built slowly and lost quickly. AI should reinforce a provider’s commitment to clarity, fairness, and long term relationships, rather than introducing complexity or uncertainty into the member experience.
Providers that succeed will be those that treat AI as an enabler of better judgement, not a replacement for it, and that design systems which support consistency and transparency over time.
Using AI to support long term engagement
Personalised engagement at scale is achievable, but only when AI is applied with restraint and purpose. In pensions, where decisions span decades and confidence matters as much as capability, the role of AI is to support continuity, understanding, and trust.
When used responsibly, AI can help providers communicate more effectively with members throughout their working lives, reinforcing relationships rather than fragmenting them. When used without clear guardrails, it risks becoming another source of noise in an already complex system.
The challenge, and the opportunity, lies in choosing the former.
